As we aggressively automate back-office operations, our leadership team is unsure where to draw the line on customer interactions. What commercial touchpoints and operational decisions must permanently stay human to protect our pricing power?
Operational automation should eliminate back-office drag, not strip empathy and commercial wisdom from your core business. Companies that hand critical relationship moments over to algorithms quickly destroy their brand equity, commoditize their services, and surrender pricing power.
Three specific areas must strictly remain human:
- Scope disputes and fee negotiations. An algorithm processes hard boundaries, but customer negotiations require commercial nuance. Resolving a billing disagreement often involves forgiving a minor operational charge to secure a multi-year master services contract. Only an accountable human leader possessing deep business context can evaluate when a commercial concession builds long-term enterprise value versus when it erodes gross margin.
- Accountability Chart and personnel evaluations. AI can gather performance metrics, track task velocity, and flag operational errors, but people leadership must stay human. Evaluating whether an employee possesses the Core Values, Gets It, Wants It, and has the Capacity to do the job (GWC) requires personal discernment. Delivering hard feedback, coaching through burnout, and executing terminations must never be offloaded to software.
- High-stakes customer recovery. When an operational breakdown threatens a major client relationship, sending an automated apology email is insulting. A senior leader must own the phone call, acknowledge the failure, communicate the corrective action plan, and restore trust.
Use AI to aggregate background facts, calculate job profitability, and draft technical documentation. But keep commercial judgment, conflict resolution, and personal leadership firmly seated with experienced humans who carry direct P&L accountability.
