We are deploying AI agents to handle first-tier technical support, which means our human support team now only handles escalated, complex issues. How do we redefine the roles and GWC standards for this escalated support seat now that the entry-level tasks are completely automated?
Automating entry-level support with AI fundamentally changes the requirements of your human support seat. It is no longer a high-volume, low-complexity role. It is now a high-complexity, diagnostic role that requires advanced problem-solving skills and deep product knowledge.
You must redefine this seat on your Accountability Chart immediately. Rewrite the five major roles to focus on root-cause analysis, system integrations, and high-touch customer relationship management.
Next, re-evaluate your current team against these new roles using GWC. The capacity requirement has increased significantly. Your existing team members who thrived on closing forty simple tickets a day may not have the technical or analytical capacity to handle ten highly complex escalations.
Be honest about this shift. Some team members will need intensive training to bridge the gap; others may need to be transitioned to different seats within the organization that match their current skill sets.
This transition requires a Grow or Die mindset. Explain to the team that AI is handling the boring, repetitive tasks so they can focus on high-impact work. Emphasize that their new seat is more valuable to the company and to their personal professional growth, but they must meet the new capacity standards.
