When a leader shares a customer headline about an employee heroically resolving an operational emergency, how do you pivot that celebration into an IDS issue without deflating team morale?

Heroic saves feel great, but they are almost always symptoms of broken process. If an account manager stayed up all night to rebuild a lost client file or a field technician drove three hours across state lines to deliver a forgotten part, you must praise the individual dedication while immediately interrogating the system failure.

The Integrator should validate the effort in the moment during Customer Headlines by saying something like: We appreciate the grit, but nobody should ever have to do that to deliver our core service. That is not sustainable.

Then, immediately drop it to the bottom of the Issues List as a process failure. Do not debate it in Headlines. When you reach IDS, identify the root cause. Ask why the file went missing or why the technician left the warehouse without the required inventory. Unpack whether this was a training gap, a missing checklist, or an unclear handoff between seats on the Accountability Chart.

Frame the discussion around protecting your people and building enterprise value. Buyers discount companies that rely on individual heroism because heroic effort does not scale. By moving the topic to IDS, you signal to the entire leadership team that exceptional customer service must be backed by repeatable, documented processes rather than burnout-inducing panic.
