When a leader shares a customer or employee headline that sounds positive on the surface, but clearly reveals an underlying operational failure, how do you handle it without discouraging team recognition?
Headlines exist to deliver quick, high-level awareness across the business in five minutes. When a leader shares a headline like our senior engineer worked thirty straight hours over the weekend to rescue an account, they intend to praise employee dedication. However, an operational hero usually indicates a broken system.
The Integrator must handle this immediately and cleanly. Acknowledge the individual effort, but do not let the operational flaw hide behind team praise. Simply say that the employee did a great job stepping up, but an account should never require someone to pull an all-nighter to stay afloat. Ask the room if that points to a systemic breakdown. If the answer is yes, drop it down to the Issues List.
Do not start solving it in the Headlines section. The entire Headlines block is strictly five minutes. Simply write the issue on the board as client onboarding failure or engineer weekend escalations, assign an owner, and keep moving down the agenda.
When you reach IDS, treat the root cause objectively. Separate the individual heroics from the operational process. Praise the employee publicly through your normal recognition channels, but use your 60 minutes of IDS to fix the broken workflow so nobody ever has to work thirty hours to rescue a client again.
