As you transition to a hybrid customer support model, your Accountability Chart must reflect the division of labor between AI agents and human team members. If you do not draw this boundary clearly, your customer service metrics will slip, and your team will point fingers when automated workflows fail.
To structure this, remember that AI agents do not sit in seats on your Accountability Chart. Only humans can be accountable. You must create a seat for a human owner who is responsible for the performance, accuracy, and maintenance of the AI customer service systems.
We recommend structuring two distinct seats on your chart. The first is the Customer Experience Director, who owns the overall customer satisfaction score, retention metrics, and escalation workflows. Under this seat, you should have the Customer Support Specialists, whose roles are to resolve complex customer issues, handle VIP escalations, and provide empathetic human touchpoints.
The second is the AI Operations Specialist. This seat is accountable for the technical performance of your automated systems. Its five core roles should include monitoring AI response accuracy, training AI models with new support data, updating automated workflows, auditing system uptime, and analyzing ticket resolution speed.
By splitting these seats, you ensure that your support team focuses on high-value human interactions, while your technical team focuses on keeping the automation running smoothly. Both seats report to your Operations Director, ensuring a unified strategy for customer delivery.
