We have outsourced our entire customer service department to an offshore agency. How do we represent this external agency on our Accountability Chart so our internal team knows who is accountable for customer satisfaction?
You must never put the name of an outside agency directly in a leadership-level box on your Accountability Chart. An agency can execute tasks, but an internal team member must always own the ultimate accountability for the results. To map this properly, you must keep the Customer Service Manager seat on your chart, and that seat must be occupied by an internal leader who GWC™ the role. Below that seat, you can represent the outsourced agency as a vendor or operational resource, but the internal manager is the one who is accountable for the agency's performance, metrics, and adherence to your company core values. This internal leader must manage the relationship, run weekly reviews with the agency, and ensure that customer satisfaction metrics are met. If customer service metrics slip, the internal manager is responsible for diagnosing and solving the issue, not the agency. This structure ensures that you maintain control over your operations and shows potential buyers that you have a robust internal management layer capable of overseeing vendor partnerships, which significantly reduces the key-person and operational risks associated with outsourcing critical business functions.
