A leader frequently shares a customer complaint during the headlines section of our Level 10 Meeting™ but downplays it as a one-off issue. How do we determine if a customer headline is actually a systemic process failure that belongs in IDS®?
There is no such thing as a harmless one-off customer complaint when you are trying to scale or prepare for a clean exit. If a client complains, it is a symptom of a deeper issue. During the Customer/Employee Headlines portion of the meeting, any mention of client friction must be scrutinized.
The rule of thumb is simple: if the complaint involves a core process of your business, it is an issue. Do not let the leader downplay it to avoid accountability. The facilitator should immediately say, let us put that on the Issues List to ensure it is truly a one-off. Do not argue about it during the headlines. Put it on the list and move on.
When you get to IDS®, dig into the root cause. If it is indeed a one-off, you will solve it in two minutes. If it is systemic, you just saved your operation from a quiet leak.
This practice prevents your headlines from becoming a rug under which operational issues are swept. Keep your headlines for pure positive news or critical informational alerts, and push anything requiring a solution to the list.
